By the time you reach leadership level, customer centricity is no longer a “nice initiative”. It is a culture choice. The wrong culture will quietly sabotage every customer promise..

Here are seven customer centricity red flags I would watch for in any organisation: 


1. No one can tell you who their customers really are: 

► Put the same simple question to three leaders: who is the customer, and what are they trying to achieve. Three different answers means the business is not customer-led.


2. They say “customer-first”, but nothing has changed: 

► Features built for sales convenience and processes are designed around internal comfort. Follow the trail of the last three product decisions, and name who benefited most.


3. The customer is treated as a metric, not a person: 

► Numbers matter, but customers are not a spreadsheet. A culture is drifting when nobody can share a recent customer story without hiding behind a dashboard.


4. Customer-facing teams are blamed, not supported: 

► Pay attention to how leaders speak about service, sales, and frontline staff. “They need to try harder” is a confession. Most customer pain is designed upstream, and then dumped downstream.


5. They dodge questions about churn: 

► A customer-obsessed organisation can explain why customers leave, what it cost, and what changed because of it.


6. Success is defined internally, not externally: 

► If success is described as shipping projects, launching features, or hitting internal targets, the customer outcome is a lower priority.


7. “That’s not my department” is normal language: 

► Silos are a customer experience bad design. When teams protect their territory, the customer becomes the delivery van for internal problems.


Most companies don't lose customers to competitors. They lose them to their own indifference: slowly, quietly, and completely avoidably.

Nobody wants to hear this, but someone has to say it out loud:

Most customer centricity initiatives fail because companies don't understand humans. Not really. Not deeply enough to matter.


They don't know what people are trying to do, what they fear, what they value, how they think, what they need, and how they actually behave.

Actually understanding humans.


✕ Customers aren't just individuals with needs. 

✓ They're social beings, shaped by the groups they belong to, the identities they're protecting, the unspoken cultural contracts they carry into every interaction.

The same person behaves completely differently depending on context, pressure, and life stage.


The moment you treat a customer as an individual data point, you've already lost the plot.


🔹What they think: The beliefs and assumptions they carry before they ever interact with your brand. The mental models that shape how they interpret everything you say and do.

🔹What they feel: The emotional forces that make complete sense once you understand someone's context.. but that no survey will ever explain.

🔹What they need: What they're actually trying to accomplish at 11pm when nobody's watching and the product either works or it doesn't.

🔹How they behave: The things they do instead of what you designed for them.


→ You can't centre something you don't understand.


Most organisations skip the hard work of truly knowing their customers and jump straight to strategies, CX frameworks etc..


Then they wonder why nothing moves.

We love to say “walk in the customer’s shoes.” But most organisations are not walking in customer shoes at all. They are walking in their own shoes. On a slightly different floor. 



So here’s what actually walking in customer shoes looks like in practice:

1. Get out of the building:

▪️Sit with customers. Watch them. Shadow them. Interview them. If you’re never uncomfortable by what you hear, you’re not listening hard enough.


2.  Do the journey yourself:

▪️Personally go through the full experience of being your customer. Buy the product. Call the support line. Navigate the website. Fill in the form. Feel every single point of friction your customers feel daily.


3. Use what you sell: 

▪️If you wouldn’t use your own product or service, why would anyone else? And if you would but you get a “special version”, that’s a problem. Use the real thing and live with its limitations. I promise, they stop being acceptable very quickly.


4. Put customers in the room: 

▪️Not as a focus group you consult once a quarter. As genuine participants in the decisions that affect them. Co-create. Test early. Invite challenge.


5. Build a customer advisory board: 

▪️Give them visibility into where you’re heading and let them push back. If the feedback is always positive, you’ve got the wrong people in the room.


6. Walk the frontline:

▪️Work a shift in support. Sit with your sales team. Spend a day in service. Leaders who do this don’t just understand the customer better, they understand their own organisation better. And what they find is rarely comfortable.


7. Hire people who’ve lived the customer experience: 

▪️Your leadership table should have people who’ve worked the frontline, who’ve dealt with real customers, who know what friction feels like from the inside. If every decision-maker is three layers removed from the customer, don’t be surprised when your decisions miss the mark.



Somewhere right now, a competitor is sitting with your customers, listening to everything they hate about your company..

What a 25-year-old chef taught me about customer experience:

In a world obsessed with AI, real care still wins..

I recently visited a restaurant for an 8-dish tasting menu.

Most dishes were exceptional, crafted with care, beautifully presented, and served with passion.

But there was one dish that didn’t quite land for me. Taste is subjective, so I wasn’t planning to say anything.


Later, the chef, also the owner, came out to greet guests. He was young, maybe mid-twenties, but had already worked at some of the world’s top restaurants.


When he reached our table, he asked with genuine care:

 “How was everything? What was your most and least favourite?”

I told him that overall it was fantastic, but there was one dish that wasn’t fully to my liking, probably just personal preference, nothing serious.


His response stayed with me:

→ “Thank you for your honesty. Please share any feedback you have. I’m still learning, and I’m eager to improve both myself and your experience here.”


He grabbed a notebook, a pen, and a chair. Sat down at our table. And started taking notes.

No excuses, and definitely no defensiveness.. Just humility and a burning desire to improve.. 


In business, we often overcomplicate things with

- Flashy software.
- Automated surveys.
- Endless data dashboards.


But at the heart of customer experience is something far simpler (and infinitely more powerful):


★ A willingness to listen, to learn, and to improve.


Customers don’t expect perfection, but they expect effort and care.

And when they see it, they forgive faster, trust deeper, and return more often.


Maybe it’s time to put down the flashy tech for a moment.

1. Grab a notebook.
2. Sit down.
3. Listen fully.

Remember, customer loyalty isn’t won by collecting feedback, but by acting on it.
